Deflection Is Not the Same as Containment
Why mixing bot containment with help-center deflection muddies every board report.
Containment asks whether a conversation ended inside a bot. Deflection asks whether a person who needed help never opened a ticket because self-service worked. Those are related, but they are not interchangeable.
When leaders merge the two into one “deflection” slide, product and support argue past each other. Product hears content quality; support hears automation rate. Separate the metrics, then decide which one the initiative was meant to move.
A healthy stack reports both—with clear windows, exclusions, and owners—so a quiet bot week is not mistaken for a better knowledge base.
